The Service Desk Lead will comply with the Department for Education security policies and processes in respect of their own role within Technology Directorate.
Job description
Job Responsibilities:
- Managing the Service Desk working to prioritise workload and ensure the service operates in line with SLAs and driving to exceed user expectations and needs.
- Reviewing the operation, activities, and processes to embed a culture of continuous improvement.
- Providing collaborative leadership of the Online support functions, managing and developing the team and individuals to create a high-performing team.
- Working with the Head of User Support and Head of 2nd Line Support to shape and enhance the service offer, developing a clear and measurable roadmap for transformation and continuous improvement.
- Work collaboratively with Service Teams, Service Operations and the department to understand the user journey, challenge deliver to continually improve the overall user experience.
- Creating efficient and cost-effective resourcing of the functions, including shift and/or rotas.
- Analyse performance and service-related data, producing management reports and insights using these outputs to direct Service Desk activities and plans.
- Champion the needs of users and service support with projects and service teams to ensure that changes to systems can be supported and are user-centred – assisting with testing, where appropriate.
- Act as the senior escalation for all issues, embedding a robust review and feedback mechanism for all interactions received. Establish and maintain excellent relationship with key stakeholders and acting as the first level of escalation.
Person specification
Essential criteria:
- Experience transforming and managing Service Desks, including in large complex organisations; leading a team providing support across a wide range of systems, products and tools.
- The ability to transform a team implementing best practice, user-centric approaches.
- Excellent knowledge IT Service Management frameworks such as ITIL and the role of Service Desks in managing and supporting services and their users.
- Proven ability to use data to make evidence-based decisions ensure your team is exceeding expectation, targets and outcomes.
- Great interpersonal skills and the ability to establish and maintain excellent relationship with key stakeholders.
- Ability to engage with both technical and non-technical stakeholders, to build strong working and interpersonal relationships.
- Proven ability to drive continuous improvement.
Desirable criteria:
- Demonstrable understanding of the ITIL methodology or an ITIL v3 or v4 qualification.
- Good experience of using Service Now.
- You understand modern technologies and their application with a keenness to stay abreast of industry developments to make cost effective use of new and emerging tools and technologies.
Desirable criteria will only be assessed in the event of a tie break situation to make an informed decision.

Applicants currently holding a permanent post in the Civil Service should note that, if successful, their salary on appointment would be determined by the Department’s transfer / promotion policies.

Travel to your primary office location will not be paid for by DfE, but costs for travel to an office which is not your main location will be covered.

Terms and conditions of candidates transferring from ALBs and NDPBs
Bodies that are not accredited by the Civil Service Commission and are not able to advertise at Across Government on Civil Service jobs will be treated as external new starters and will come into DfE on modernised terms and conditions with a salary at the band minimum.
Bodies that are accredited by the Civil Service Commission but do not have civil service status will be offered modernised terms and will not have continuous service recognised for leave or sickness benefits. Salaries should be offered at band minimum, but there is some flexibility where this would cause a detriment to the individual.
Bodies that are accredited by the Civil Service Commission and do have Civil Service status will be treated as OGD transfers. Staff appointed on lateral transfer will move on to pre-modernised DfE terms (unless they were on modernised terms in their previous organisation). Staff appointed on promotion will move on to modernised DfE terms. Staff will transfer over on their existing salary (on lateral transfer) and any pay above the DfE pay band maximum will be paid as a mark time allowance. Staff moving on promotion will have their salaries calculated using the principles set out in the attached OGD transfer supplementary information.
